Making connections at the front desk

I’ve been interning at a hotel for a few months now, and I’ve really enjoyed the guest interactions at the front desk. Each check-in is a chance to create a personal connection and share local tips, but I’m still figuring out how to handle challenging situations, especially when guests are upset. Anyone have advice on managing those tough moments while keeping the atmosphere friendly?

When guests are upset, I find that empathizing goes a long way. Just saying, ‘I understand how frustrating this must be’ can help de-escalate things. Have you tried any specific phrases that work for you?
